What to do when a customer complains publicly

The complaint is not really the problem. How you answer it, in front of everyone else, is what people remember.

You are not writing to the complainer

When a public complaint appears, the instinct is to answer the person who wrote it. That’s the wrong audience.

One person is upset and may never be satisfied. Several hundred others will read the exchange while deciding whether to buy from you. Write for them. A calm, specific, undefensive reply is one of the most persuasive things a future customer can see.

Reply within the hour, even if you cannot solve it

Speed matters more than completeness. A short note saying you’ve seen it and are looking into it stops the thread turning into a pile-on. It also shows everyone watching that the business is paying attention.

What that reply should contain: that you read it, that you’re sorry it happened, one specific detail proving you actually looked, and a way to carry on privately. What it should not contain: excuses, terms and conditions, or an explanation of why they’re wrong.

Never do thisDo not reply with a generic template. Everyone reading can tell, and it turns one unhappy customer into a business that doesn’t care.

Take it private, but visibly

Move the details to a direct message or a phone call, but leave the public reply where it is, so people can see the offer was made.

Then, once it’s sorted, come back and post one short line saying so. That closing note is worth more than the original complaint cost you, and almost nobody does it.

When the complaint is unfair

Sometimes it’s simply wrong, or it’s a competitor, or it’s somebody who was never a customer. The urge to set the record straight at length is enormous. Resist it.

State your side once. Briefly, factually, with no sarcasm, and offer to sort it out directly. People watching are good at spotting an unreasonable complaint answered gracefully. They’re just as good at spotting a business that argues.

If a review breaks the platform’s rules, report it properly. That’s a slow process, and it isn’t a substitute for replying.

What reviews do to your visibility

How many reviews you have, how recent they are, and what they say are among the stronger signals for local search. A steady flow of recent reviews is worth real money in the map pack.

A perfect five-star record is also less convincing than people assume. A rating a little below perfect, with the odd critical review answered well, reads as real. Buyers have learned to distrust the alternative.

Example replies

Adapt these to the real situation. The shape matters more than the exact words.

Public replies (examples)
SituationA reply that works
Late delivery“You are right, it should have arrived on Friday and it did not. We are sorry. We have messaged you on WhatsApp to put it right today.”
Rude staff“That is not how we want anyone treated, and we are sorry it happened. Please message us so we can understand what went wrong.”
A complaint you believe is unfair“We are sorry you were unhappy. Our records show the order was delivered on the 12th; we have messaged you so we can look at it together.”
Product faulty“Sorry it arrived like that. We will replace it, and we have sent you a message to arrange it.”

Never in publicCustomer details, order numbers that identify them, blame, or an argument about who said what. All of that belongs in the private conversation.

Look for the pattern, not the incident

One complaint is an incident. Three complaints about the same thing is information, and it’s cheaper than any research you could pay for.

Keep a note of what people complain about. If slow replies keep coming up, the fix isn’t better wording. It’s answering faster. Every repeated complaint is a process telling you where it’s broken.

Questions people ask

No. Deleting complaints on your own page tends to make them louder, and you cannot delete Google reviews yourself. A calm, helpful reply shows everyone reading how you treat customers.

Within the hour if you can, even if only to say you are looking into it. Silence is what turns a complaint into a bigger story.

Reply politely saying you cannot find the customer in your records and inviting them to contact you, then report it through the platform. Google reviews can be flagged as fake or against policy.

Where this comes from

The primary sources behind the claims above. All of them are worth reading in full if you want the detail we summarised.

The short version

The complaint is not really the problem. How you answer it, in front of everyone else, is what people remember.
